Impact of Complaint-Handling Simulations on Students’ Conflict-Resolution Skills among Accounting Education Students in Nigerian Polytechnics

Abstract

Conflict-resolution skills are important competencies for Accounting Education students because accounting professionals may interact with clients, customers, colleagues, supervisors, suppliers, and other stakeholders whose interests, expectations, or perceptions may differ. Effective handling of complaints and disagreements requires students to communicate appropriately, identify the causes of conflict, listen actively, manage emotions, evaluate possible solutions, negotiate, and resolve problems professionally. However, Accounting Education students in Nigerian polytechnics may have limited opportunities to practise these competencies in realistic workplace situations. Complaint-Handling Simulations provide students with practical opportunities to respond to realistic complaints and interpersonal conflicts within a controlled learning environment. Simulation-based learning can provide a safe environment for students to practise communication and conflict-resolution skills, while Nigerian educational research has also reported positive effects of conflict-resolution training on students’ conflict-handling behaviour. Against this background, this study investigates the impact of Complaint-Handling Simulations on conflict-resolution skills among Accounting Education students in Nigerian polytechnics. The study will be anchored on Experiential Learning Theory, Social Cognitive Theory, and Thomas-Kilmann Conflict Mode Theory. Experiential Learning Theory explains how students develop practical competencies through concrete experiences, reflection, and active experimentation. Social Cognitive Theory emphasizes learning through observation, modelling, guided practice, feedback, and self-efficacy. Thomas-Kilmann Conflict Mode Theory explains how individuals respond to conflict through different approaches, including competing, collaborating, compromising, avoiding, and accommodating. Collectively, these theoretical perspectives provide a suitable framework for explaining how Complaint-Handling Simulations may influence students’ conflict-resolution skills. The study will adopt a quantitative quasi-experimental research design. The population will comprise Accounting Education students enrolled in selected Nigerian polytechnics. A multistage sampling technique will be used to select states, polytechnics, departments, levels of study, classes, and eligible students. Data will be collected using structured questionnaires, conflict-resolution skills assessment scales, complaint-handling performance rubrics, observation checklists, role-play scenarios, simulated customer complaints, interpersonal-conflict scenarios, communication assessments, and pre-test and post-test assessments. Complaint-Handling Simulations will be assessed using indicators such as customer complaint scenarios, client complaint scenarios, billing complaints, payment complaints, invoice complaints, account-statement complaints, transaction-error complaints, service-delay complaints, incorrect-charge complaints, refund complaints, documentation complaints, communication complaints, misunderstanding scenarios, staff disagreements, supervisor-employee disagreements, colleague disagreements, supplier disputes, customer-service conflicts, client-service conflicts, complaint identification, complaint clarification, active listening, questioning techniques, empathy, emotional control, professional communication, verbal communication, non-verbal communication, telephone complaint handling, email complaint handling, face-to-face complaint handling, complaint acknowledgement, information gathering, problem identification, cause identification, conflict assessment, impact assessment, option generation, negotiation, compromise, collaboration, accommodation, constructive confrontation, de-escalation, solution selection, solution implementation, escalation procedures, referral procedures, follow-up communication, feedback, complaint documentation, incident reporting, record keeping, confidentiality, professional etiquette, workplace policy compliance, organizational-procedure compliance, role-play activities, guided practice, repeated simulations, peer assessment, lecturer assessment, self-assessment, feedback activities, reflective activities, and progressively challenging complaint scenarios. Students’ conflict-resolution skills will be assessed using indicators such as ability to identify potential conflicts, recognize sources of disagreement, listen attentively, demonstrate empathy, remain calm during difficult interactions, communicate respectfully, clarify complaints, ask relevant questions, distinguish facts from assumptions, identify underlying causes of conflict, assess the impact of conflict, recognize escalating situations, prevent unnecessary escalation, manage emotional reactions, use appropriate conflict-handling styles, negotiate effectively, compromise appropriately, collaborate with conflicting parties, accommodate legitimate concerns, avoid inappropriate confrontation, evaluate alternative solutions, select appropriate solutions, implement agreed solutions, communicate decisions clearly, seek assistance when necessary, escalate complaints appropriately, follow organizational procedures, document complaints accurately, prepare incident reports, maintain confidentiality, provide feedback, follow up on unresolved complaints, evaluate the effectiveness of solutions, reflect on conflict-handling experiences, learn from feedback, maintain professional relationships, handle customer dissatisfaction, handle client dissatisfaction, resolve transaction-related disputes, respond to billing disagreements, respond to payment complaints, respond to invoice disputes, respond to documentation errors, respond to service delays, respond to incorrect charges, manage misunderstandings, communicate with supervisors, communicate with colleagues, communicate with customers, communicate with clients, communicate with suppliers, demonstrate patience, demonstrate assertiveness, demonstrate professionalism, demonstrate emotional intelligence, demonstrate problem-solving ability, demonstrate decision-making ability, demonstrate negotiation ability, demonstrate communication competence, demonstrate interpersonal competence, demonstrate confidence, demonstrate adaptability, and overall conflict-resolution competence. Descriptive statistics will be used to summarize students’ characteristics, exposure to Complaint-Handling Simulations, simulation experiences, and conflict-resolution skill levels. Inferential statistical techniques, including paired and independent t-tests, analysis of covariance (ANCOVA), correlation analysis, and multiple regression analysis where appropriate, will be used to determine the impact of Complaint-Handling Simulations on students’ conflict-resolution skills. Where a quasi-experimental design is adopted, conflict-resolution scores before and after participation in Complaint-Handling Simulations may be compared with those of a control group receiving conventional classroom instruction to determine changes associated with the intervention. Diagnostic tests will also be conducted to assess the reliability, validity, and robustness of the findings. The study is expected to find that Complaint-Handling Simulations have a significant positive impact on conflict-resolution skills among Accounting Education students in Nigerian polytechnics. Students exposed to structured complaint-handling simulations are expected to demonstrate improved ability to identify, understand, manage, and resolve interpersonal and customer-related conflicts. Customer-complaint scenarios may improve students’ ability to listen actively, clarify concerns, acknowledge complaints, and respond professionally. Client-complaint simulations may strengthen students’ ability to identify the needs of different stakeholders and communicate appropriate responses. Billing and payment complaints may improve students’ ability to investigate financial disagreements and explain accounting information clearly. Invoice and account-statement disputes may strengthen students’ ability to identify documentation or transaction problems and communicate possible solutions. Documentation-error scenarios may improve students’ ability to accept responsibility, correct mistakes, and prevent further escalation. Service-delay complaints may strengthen students’ ability to manage dissatisfied customers and provide appropriate explanations. Role-play activities may enable students to practise different conflict-handling approaches in realistic situations. Active-listening exercises may improve students’ ability to understand the concerns of conflicting parties. Empathy activities may strengthen students’ ability to recognize and appropriately respond to the feelings and perspectives of others. Emotional-control exercises may improve students’ ability to remain calm when confronted with difficult interactions. Negotiation activities may strengthen students’ ability to explore mutually acceptable solutions. Compromise exercises may improve students’ ability to balance competing interests. Collaboration activities may strengthen students’ ability to work with conflicting parties toward mutually beneficial outcomes. De-escalation exercises may improve students’ ability to prevent complaints from developing into more serious conflicts. Problem-solving activities may strengthen students’ ability to identify causes and develop appropriate solutions. Decision-making scenarios may improve students’ ability to select suitable responses to different complaints. Escalation and referral activities may help students recognize situations that require supervisory or specialized intervention. Complaint-documentation exercises may strengthen students’ ability to maintain accurate records of complaints and actions taken. Follow-up activities may improve students’ ability to monitor whether complaints have been satisfactorily resolved. Feedback and reflective activities may help students identify weaknesses in their conflict-handling approaches and improve subsequent performance. Repeated simulations may increase students’ confidence in handling difficult customers, clients, colleagues, and other stakeholders. However, the effectiveness of Complaint-Handling Simulations may be constrained by inadequate simulation facilities, limited access to realistic complaint scenarios, large class sizes, insufficient simulation time, inadequate lecturer training, limited access to professional customer-service materials, insufficient feedback, low student participation, weak industry involvement, inadequate integration of practical interpersonal-skills training into Accounting Education curricula, and limited opportunities for repeated practice. Recent research on Nigerian polytechnic accounting education similarly identifies gaps in practical and professional skill development and highlights the need for greater use of simulations and other modern teaching approaches. The study therefore expects realistic, structured, practical, learner-centred, feedback-oriented, and adequately supervised Complaint-Handling Simulations to contribute significantly to improved conflict-resolution skills among Accounting Education students in Nigerian polytechnics. The study is expected to contribute to the literature on Complaint-Handling Simulations, conflict-resolution skills, Experiential Learning Theory, Social Cognitive Theory, Thomas-Kilmann Conflict Mode Theory, accounting education, practical accounting education, customer service, client relations, interpersonal communication, workplace communication, complaint management, conflict management, negotiation, mediation, compromise, collaboration, active listening, empathy, emotional intelligence, problem-solving, decision-making, professional communication, customer relations, stakeholder management, workplace readiness, employability skills, professional competence, Accounting Education students, Nigerian polytechnics, and accounting education in Nigeria. The findings will provide useful information to the National Board for Technical Education, polytechnic administrators, Accounting Education departments, accounting educators, curriculum developers, professional accounting bodies, employers, industry partners, and policymakers regarding strategies for strengthening students’ interpersonal and professional competencies. The study will also provide evidence-based recommendations for integrating Complaint-Handling Simulations into Accounting Education programmes, developing realistic accounting-related complaint scenarios, strengthening customer-service and client-communication training, incorporating negotiation and conflict-resolution exercises, providing structured role-play and feedback, strengthening students’ emotional-control and active-listening skills, incorporating complaint documentation and follow-up activities, expanding industry participation, and aligning Accounting Education programmes with contemporary workplace communication and conflict-management requirements in Nigerian polytechnics.
